Designing referral journeys for insurance quotes
A practical guide to handling quote referrals with clear ownership, customer updates and operational evidence.
A referral is a decision point in a quote journey, not a dead end. When an application needs review, the customer should understand what happens next, while staff need enough context to make and record the appropriate decision.
Define why a referral exists
List the conditions that pause an immediate outcome and identify who owns each one. Missing information, a rule requiring specialist review and a dependency that has not returned are different situations. Keep them distinguishable because they call for different actions.
Design the handoff
At the point of referral, record the trigger, information already supplied, what is still needed, the receiving queue and the next action owner. Preserve the original answers so a reviewer can see what the customer submitted. If another team changes a value, retain the reason and history.
Set a clear state for the customer and a useful operational state for staff. Avoid promising a response time unless the business has approved and can meet it. Explain whether the customer should provide information or wait for contact.
Make exceptions recoverable
Plan for duplicate referrals, incomplete handoffs, unavailable services and a customer returning to the journey. Each exception needs an owner and a safe next step. A timeout should not appear as an accepted quote, and a request for information should not be mistaken for a decline.
Test with scenarios
- Review required, with expected information present.
- Review required, but one item is missing.
- A referral is created twice after a retry.
- A reviewer returns the case for clarification.
- A customer resumes after the case changes state.
For each scenario, check the customer message, staff work item, audit record and final disposition. Use synthetic examples and confirm decision rules with the accountable product and insurance owners. To discuss quote journey requirements, contact VYPR.
